How AI can reduce your IT support workload

The helpdesk does not disappear. The repetitive triage does.

By Intelligent Networx · 2026 · Article

There is a common narrative that AI will replace IT support staff. In our experience running a managed helpdesk for NSW businesses, the more useful question is: which parts of the helpdesk workload can be triaged before a ticket reaches a person?

The repetitive work is the problem

Most helpdesks spend a large share of their time on a small set of predictable requests: password resets, email configuration, printer connectivity, "can you just look at this" emails. These are not difficult problems. They are time-consuming ones. They are also the kind of work that fits a pattern.

When a customer emails "I can't log in to Outlook", the reply almost always involves the same three checks. When a service request arrives as an email with no ticket reference, the coordinator has to read it, decide what it is, and create the ticket. That triage work is what eats the morning.

Where AI fits

The useful role for AI in a helpdesk is not solving the problem. It is reading the incoming request, summarising it, suggesting a category, and drafting the first response for a human to review. The human stays in the loop. The repetitive part of reading and categorising is reduced.

We deployed this pattern for a field-service business whose coordinator spent four hours a day reading and classifying customer emails. After three months of tuning, roughly 80% of tickets were drafted accurately enough that the coordinator approved them without editing. The coordinator's day moved from four hours of triage to under one.

What AI should not do on a helpdesk

It should not talk to your customers directly without a human review. It should not access your systems and make changes. It should not decide priority on its own. Those are judgement calls. The pattern that works is: read, summarise, suggest, draft, human approves.

The goal is not to remove the helpdesk. The goal is to remove the forty minutes a day spent reading emails that all say the same thing.

For your business

If you run a small business with an office coordinator who also handles IT requests, the workload reduction is real. If you outsource your IT to a managed provider, ask whether they are using the same triage pattern on your tickets. The answer will tell you whether you are paying for the helpdesk or for the triage.
